This is not a Help Scout quirk. When we compared Zendesk, its definition of an automated resolution also excluded escalation to a human.
Two of Intercom's closest competitors price customer-facing AI below it and count fewer units. On both axes it is the outlier.
Intercom and Help Scout both meter their customer-facing AI by the conversation. Only one of them bills you when a human takes over.
Neither pricing page hides it. It sits in the definition rather than the headline number. 🧵
With Intercom you can forecast the AI line before signing: volume × deflection rate × $0.99. With Zendesk you cannot build that from public information.

So an AI-to-human conversation can bill on one platform and be excluded by the other's own definition.
Check that against your escalation rate before you compare anyone on rate alone. If your AI hands off a lot, the two models diverge fast.
Intercom and Zendesk have both moved their customer-facing AI onto outcome-based pricing. You pay per resolved conversation rather than per seat.

There is also the assumed resolution. If a customer stops replying and leaves without confirming anything, that counts and bills.
To be fair, the caps matter too. One outcome per conversation maximum, and default escalations and failed procedures are free.
Intercom's AI agent is billed per outcome rather than per seat. Most people read that as "we only pay when it works."
